How to reply to Google reviews, positive and negative: a 4-step method, example replies to adapt, expected response times and what Google prohibits.

Reply to all your Google reviews, positive and negative, quickly and with a personalised response: that is what customers expect. According to BrightLocal's 2026 survey, 89% of consumers expect business owners to respond to reviews, and 80% are likely to use a business that responds to all of its reviews.

Here is how to reply from your Business Profile, a four-step method for negative reviews, example replies to adapt, and what Google prohibits when it comes to reviews.

Transparency: HelloDesk, the publisher of this article, offers customer review analysis and replies in its Smart Marketing Platform plan. The method below works with or without a tool.

Should you reply to every Google review?

Yes. Replying to every review, not just the bad ones, is what reassures customers most. In BrightLocal's 2026 survey, 80% of consumers say they are likely to use a business that responds to all of its reviews, compared with 47% for a business that only responds to negative reviews and 45% for one that only responds to positive reviews.

Conversely, 42% say they are unlikely to use a business that never replies. One caveat: this survey covers 1,002 consumers in the United States. Behaviour elsewhere may differ, but the trend is clear.

A reply does not only serve the person who wrote the review. Above all, it speaks to future customers who read your profile and look at how you treat people, especially when something went wrong.

How to reply to a Google review from your profile

To reply, your Business Profile must first be verified. Then the process is simple: open your profile, go to the reviews section, click "Reply" under the review, write your text and submit it (Google Business Profile Help).

Three things to know:

  • Your reply is public. Once approved, it appears under the review, in your business's name rather than your own.
  • It goes through moderation. Google checks that it follows its content policies. This usually takes up to 10 minutes, but can take up to 30 days.
  • The reviewer is notified. They receive a notification and can then edit their review. It is a real chance to turn a poor rating around.

You can edit or delete your reply at any time from the same section.

How to reply to a negative review: the 4-step method

A negative review is handled in four steps: thank the person, acknowledge the specific problem, explain what you are doing about it, then offer to continue the conversation privately. All in a few sentences, without long justifications or contradicting the customer in public.

  1. Thank the person for taking the time to write. Even when the review is harsh, it gives you information. Start there, using their first name if they give it.
  2. Acknowledge the specific point they raise. "The 40-minute wait on Saturday evening", not "your experience". Picking up the detail shows you have read it, and that is what separates a sincere reply from a template.
  3. Say what you have done or will do. A concrete, true action: a talk with the team, a change in organisation, a check. If the customer is wrong about a fact, correct it calmly, without sarcasm.
  4. Offer to continue privately. Give a direct contact (the business's email or phone) to sort things out. Never ask publicly for the review to be removed.

Two rules across the board: do not publish any personal information about the customer (booking number, order details, health), and reread your reply with a cool head if the review upset you. A reply to a negative review is written for the hundred people who will read it afterwards, not to win the argument.

Example replies to Google reviews

These examples are frameworks to adapt, not texts to copy as they are. The same BrightLocal survey shows that 50% of consumers are put off by generic or templated replies. Always change the detail, the name and the tone so they fit the review.

Positive review (5 stars, restaurant):

Thank you so much, Camille! We are delighted you enjoyed the mushroom risotto, it is our chef's autumn recipe. We look forward to seeing you again for the winter menu.

Mixed review (3 stars, "good service but a bit expensive"):

Thank you, Marc, for this honest feedback. We are glad you enjoyed the welcome. On prices, we understand the point: our discounted lunch menu may suit you better, it is served Tuesday to Friday. See you soon!

Negative review (1 star, "40-minute wait, nobody apologised"):

Hello Léa, thank you for taking the time to write to us. A 40-minute wait with no explanation is not acceptable, and we are sorry. On Saturday evening we underestimated the number of bookings; we have since reorganised our weekend service. We would like to talk to you directly: write to us at contact@[your-domain] and we will reply personally.

Review that matches no identifiable customer:

Hello, thank you for your message. We cannot find any record of your visit or order and would like to understand what happened. Could you contact us at contact@[your-domain] with the date of your visit? We will look into it with you.

In this last case, if the review clearly breaks Google's rules, report it as well as replying (see below).

How quickly should you reply to a review?

As fast as possible, ideally within 24 hours. According to BrightLocal's 2026 survey, 19% of consumers expect a reply the same day, 32% by the next day at the latest and 81% within a week.

The simplest approach is to block a fixed slot: ten minutes every morning, or twice a week if you receive few reviews. A negative review deserves a faster reply than a positive one, but not so fast that you reply in the heat of the moment: a calm reply the next day is better than a curt one within the hour.

Can you remove a negative Google review?

No, not because it is negative. Google only removes reviews that break its policies, such as fake reviews, hate speech or off-topic content. Its help page is explicit: do not report a review just because you disagree with it or dislike it (Google help on reporting).

For a review that breaks the rules, use the "Report" option next to the review in your profile, or Google's review management tool, which lets you track the request. The review usually takes several days. If the report is rejected, a one-time appeal is possible.

What Google prohibits when it comes to reviews

Google's rules on fake engagement are strict, and a breach can make reviews disappear from your profile. Three common practices are prohibited:

  • Rewarding a review: a discount, free product, payment or any other benefit in exchange for a review. Reviews obtained this way are removed.
  • Only asking satisfied customers: requesting a review only from people you know are happy is prohibited, as is discouraging or preventing negative reviews.
  • Having reviews written by people close to the business: employees, former employees, contractors or anyone with a conflict of interest.

Good practice is therefore to ask all your customers for a review, in the same way, and to reply to everything that comes in.

Independent business or several locations: two ways of organising

For an independent business, the owner often replies personally. That is a strength: they know the customers and the details. The challenge is consistency, hence the value of a fixed slot and a few personal frameworks ready to adapt. Reviews are also only part of the messages to handle: if your customers also write to you a lot on WhatsApp, our guide to automating WhatsApp Business with AI explains what is possible.

For a business with several locations, the challenge is coherence: the same tone, response times kept everywhere and recurring problems passed up to managers. A centralised view of your reviews and customer conversations helps spot what comes up from one location to another.

Frequently asked questions

Should you reply to positive Google reviews?

Yes. According to BrightLocal's 2026 survey, 80% of consumers are likely to use a business that responds to all of its reviews, compared with 45% for one that only responds to positive reviews and 47% for one that only responds to negative ones. A short, personalised reply is enough: say thank you, pick up a detail from the review, invite them back.

How do you reply to an unfair negative Google review?

Stay factual and polite. Thank the reviewer, calmly correct the inaccurate fact without accusing the customer, then offer to talk privately with a direct contact. If the review breaks Google's rules, for example a fake review or insulting language, also report it from your profile. Do not report it if it is merely harsh.

Can you get a negative Google review removed?

Only if it breaks Google's rules: fake reviews, hateful content, off-topic content or reviews written with a conflict of interest. A negative but honest review will not be removed. Reports are made from your Business Profile; the review usually takes several days, with an appeal possible if the report is rejected.

How quickly should you reply to a Google review?

Ideally within 24 hours. According to BrightLocal's 2026 survey, 19% of consumers expect a reply the same day, 32% by the next day at the latest and 81% within a week. For a negative review, still take the time to reread your reply: a calm reply is better than a quick, curt one.

Is the customer notified when you reply to their Google review?

Yes. Google notifies the reviewer when the business replies. They can then edit their review, and its date is updated if they do. Your reply is public and appears under the review after moderation, which usually takes a few minutes and sometimes longer.

Can you offer a discount in exchange for a Google review?

No. Google's rules prohibit any reward in exchange for a review: payment, a discount, or a free product or service. It is also prohibited to ask only satisfied customers. Reviews obtained this way can be removed from your profile. Ask all your customers for a review, in the same way.

In short

Replying to all your reviews, quickly and with a real answer, shows future customers how you will treat them. The method comes down to four steps for negative reviews, a few personal frameworks for the rest, and a fixed slot in your week.

If your reviews pile up faster than you can reply, HelloDesk's Smart Marketing Platform plan includes customer review analysis and replies, on top of the AI assistant that answers on your messaging channels. Compare the HelloDesk plans or discover HelloDesk.
